Online Bookings
We are able to hold your bay for a maximum of 15 minutes after your booking time, however we cannot guarantee that we will be able to extend your time slot if you arrive late. If you have not arrived within 15 minutes of your reservation start time, your bay will be given to the next waiting guests without recourse to a refund or an alternative time slot. If you are running late please feel free to call us, and we’ll do everything we can to help.
Cancellation Policy
In the event that an online booking is cancelled, a full credit to your online account may be provided as long as more than 24 hours’ notice has been given. Any booking cancelled within 24 hours of the booking time will not be entitled to neither a credit, nor reallocation of time slot. All decisions are at the discretion of management, and final.

How to make a complaint?
If you have experienced something that you are not happy with or you have a formal complaint, it is often best to start by having a conversation with someone at the place to play. There are some suggestions below about who to speak to. Other useful contact details have been included at the bottom of this policy but you may initially contact:
- Management: you can ask to speak to any of our Duty Managers/Centre Managers.
- Coaches and staff: any of the coaches or staff can also tell you how to make a complaint or refer you to someone who will know.
If your informal approach and discussions require a more detailed investigation, you may be asked to put your complaint in writing.
If you do not feel an informal approach is appropriate, or the informal approach has not resolved your issue, you can also make a written complaint.
We accept anonymous complaints and complaints from people that do not feel comfortable naming individuals. However, it is often very difficult to fully investigate these complaints and insufficient information may prevent us being able to arrive at an outcome that is either to your satisfaction or at all. It is easier for us to handle your complaint if you provide as much detail as possible.

What will we do to investigate?
Complaints will usually be handled by senior staff and officials.
While all complaints are treated seriously, some may be able to be resolved quickly.
As indicated above, it may be that a member of staff can resolve your complaint promptly and without formality, for example, where your complaint concerns a booking or payment error.
Where a formal written complaint has been made, we will acknowledge your complaint within five working days unless the matter demands greater urgency.
Ordinarily we will investigate your complaint fairly by discussing the matter with the relevant people involved and gathering relevant information from other sources.
However, we will not share information if we believe that this will endanger a person’s safety or welfare or where it would be unlawful.
The information obtained will be reviewed by an appropriate member or members of staff who will make a decision as to whether the complaint is upheld or rejected or otherwise may make recommendations as to next steps. The more serious the complaint in nature the more senior the member or members of staff will be.
The time we take to reach a decision will also depend on the nature of and complexity of the complaint, but we will strive to deal with your complaint as promptly as practicable.
How will you know the status of your complaint?
You will be given the details of a person who will be your point of contact at the place to play. That person will make sure that you understand the process and will help to answer any questions or concerns that you have.
Unless the matter can be resolved quickly, you will be given an update on the progress of your complaint every two weeks. If there are delays in handling your complaint for any reason, we will keep you informed.
What are the possible outcomes of my complaint?
Depending on the nature of the complaint, if it is upheld wholly or in part, the outcomes might include:
- A change in arrangements for particular activities
- An explanation or apology
- An agreement to communicate or act differently in future
- A refund or credit for the service provided
- Changes in formal contracts or arrangements put in place by the place to play
- A decision to refer the case to another organisation or agency such as the PGA, Police, or Social Services
- Closure of your complaint without action.
If your complaint is not upheld, you will be informed of the reasons in writing.
If at any time before an outcome is communicated to you, your complaint is either;
- a) referred to another organisation or agency such as the Police, PGA or Social Services or you decide to refer your matter and complaint to these organisations ; or
- b) by way of a separate complaint or report, it becomes the subject of an investigation by those other organisations or agencies,
for legal or other reasons, we will not commence or continue our investigation and not progress your complaint internally any further.
What if I do not want to make a complaint yet, but I need to tell someone about it? Is there anyone else I can talk to?
If you are anxious about making a complaint or just have a concern about something you have experienced or seen, sometimes it can be useful to speak directly to someone outside the place to play if;
- You need urgent advice about someone’s safety or welfare
- You don’t want to discuss the issue with someone at the place to play
- Your complaint is very serious
- Your complaint involves other organisations
- You need specialist advice
The PGA is able to advise on a range of different complaints, and in some cases will handle the complaint directly.
